Operation Team Manager of a call center provide development and coaching to Agents in order to meet client
contractual requirements and goals through the development of the Agent s handle time, transfer percentages,
knowledge and confidence while ensuring quality call experience and first call resolution. RESULTS: 80 Agents
working in shifts to cover the 16-hour day while developing and meeting goals in call handle time, transfer rates,
call quality, and first call resolution.
Developed and implemented an automated process for the Alcohol Sellers Training (AST) program and process. A
training that is mandatory across the organization to be compliant with the Texas Alcoholic Beverage Commission
(TABC) to sell tobacco and alcohol as a retail provider. The new automated AST Program reduced time and cost
on the instructor s side, by region, an average of 30 hours per week and on the administration s side about 28 hours
per week. RESULTS: The automated AST process proved to be sustainable and saved the business a total of
$152,664 per year, combined average wages of regional trainers and administration. Also, freed up hours worked
in a week for other activities and projects.
Developed and implemented the automated merchandise loss process and program for the business. Created the
webpage and set up the web-form on the store accounting website with set conditions to risk solutions and loss
prevention, creating a turnaround time of 24 hours versus one week. RESULTS: Proved to be sustainable and
stores received half cost credits in the same period of loss. Also, the cause of the loss was being captured for
facilities management and loss prevention for future maintenance and equipment schedules as well as what is
needed in retraining for employees. Measurement and accountability could be taken and incurred with the new
process.
Launched and maintained the Resource Program Management System (RPMS) database and company website.
Assisted the Chief Finance Officer and Vice President of Business Development with proposals and addressed
possible scope changes by using the RPMS database to build invoice statements and to calculate payroll. Written
Standard Operation Practices (SOP) to maintain and post on the website for our ISO 9001 2000 certification and
pledge to continuous quality and improvement. Support to project team leaders with timelines, milestones, and
data processing. RESULTS: Provided upfront customer service with quick response of project status or scope
changes to cost and support documentation as to why. Because I had website ownership, I could keep it updated
with organizational updates of services and keep it fresh with current pharma news and changes.
Researched and collected data to create tables and graphs in support of natural resources data found in the
geographic area of Singapore and Saudi Arabia for the liquified natural gas (LNG) projects. Familiarized the team
with culture and customs to ensure appropriate business contact and orientations in conducting negotiations.
RESULTS: Agreeable negotiations for both projects created revenue in the billions for the business and fostered
income to the foreign countries.
Designed and assisted in the engineering of a safety gear for the printing equipment used in the manufacturing of
M&Ms. Developed a concept for a design after working with the printing equipment and reviewing the types of
injuries. The safety gear design was made from a clear poly plastic and covered the etching roller and rubber roller
near the area where each met. The safety turnoff switch was moved from overhead to the side of the printer at hip
level, so it could be pressed by simply slamming your hip into it. RESULTS: The new safety gear prevented
finger amputation accidents and the new placement of the safety turn off allowed operators to shut down a printer
quicker to prevent accidents or contamination of products.
